Contact centre and customer experience

Managed customer interactions across acquisition, service and retention.

What is Contact Centre and Customer Experience Solutions?

It is one of GWO SEVO’s four internal Strategic Service Lines. Its role is to help organisations acquire, serve, engage, convert, retain and recover customers through managed customer operations.

What is the difference between a call centre and a contact centre?

A call centre is usually described around voice calls. A contact centre coordinates customer interactions across the channels included in its operating scope. The exact channels should be confirmed for the project rather than assumed from the label.

Which customer workflows can contact-centre operations support?

Relevant workflows may include lead follow-up, qualification, appointment setting, onboarding, customer support, retention, reactivation and win-back. Only the workflows required by the approved package and scope should be included.

Can customer operations include both inbound and outbound contact?

The relevant interaction can begin with a customer enquiry or an approved follow-up action. The purpose, channel, consent, script and outcome recording need to be defined for each workflow.

How can a contact centre support customer acquisition?

It can receive or follow up campaign enquiries, collect agreed qualification information, answer relevant questions and route the prospect to the next commercial action. It does not replace the need for a clear offer and lead source.

How can managed customer operations support service teams?

A managed workflow can provide a defined route for customer questions, record interaction outcomes and escalate cases that require another owner. Service levels, hours and escalation responsibilities must be confirmed in scope.

Can a contact centre help with retention and customer recovery?

Yes. Retention, win-back and customer recovery are source-approved roles for this capability line. The audience rule and reason for contact should be based on available customer context, not a generic call list.

Can contact-centre agents qualify and follow up leads?

Lead qualification and follow-up are approved capabilities within the Lead Generation and Sales Conversion Managed Service. The criteria, questions, routing and permitted contact process need to be agreed before delivery.

Which communication channels can be included in a customer-interaction workflow?

Channel choice depends on the audience, existing systems, consent and approved scope. Voice, messaging, email, forms or other routes should not be advertised as included until their operational and integration requirements are confirmed.

Does a contact centre need to connect to a CRM?

A shared customer or lead record improves continuity and reporting, but the specific integration depends on the approved system and field map. GWO SEVO does not assume a CRM vendor before one is selected.

How should contact quality be reviewed?

Use criteria tied to the purpose of the interaction, such as accurate information, required process steps, appropriate treatment and complete outcome recording. The review method and sample need to be agreed in the operating scope.

What information do customer-interaction teams need before they begin?

They need an approved purpose, accurate product or service information, the required questions, permitted responses, escalation rules and a clear way to record outcomes. Training content and responsibilities are confirmed in scope.

How should customer issues be escalated?

Define which issues the first team can resolve, what requires another owner, how urgency is identified and how the hand-off is recorded. An escalation path should be operationally approved before customer contact begins.

Can managed customer operations support campaign demand peaks?

Capacity can be considered when the campaign and contact workflow are scoped, but no public staffing level, service hour or response commitment should be assumed. Expected volume and escalation needs must be reviewed first.

Should we build an in-house contact centre or use a managed service?

Compare the required workflows, volumes, skills, systems, oversight and continuity with what the organisation can operate internally. The assessment can clarify the gap, but the answer depends on the organisation’s actual capacity and governance needs.

How should customer data be handled in a contact-centre workflow?

Collect only the information needed for the approved purpose, restrict access, record consent where required and define retention and escalation rules. Legal and privacy details remain subject to the organisation’s approved requirements.

Which measures should a contact-centre workflow track?

Measures should follow the purpose of the workflow: for example, contact outcomes, qualification, resolved enquiries, appointments, retention actions or recorded escalations. Targets and service levels need operational approval before publication.
